Outsourcing is now well-established in CRE, and the cost-saving advantages can be substantial. Placing business results ahead of personal connections presents challenges; however, relationships may deteriorate despite good-faith efforts. Not all clients are the same. Some focus on cost control, others on customer service. Still others require performance results, such as rapid response times, zero downtime, etc. When clients and service providers agree on priorities, services can be better aligned.

Alignment is possible through a robust system of governance, based on agreements between client and service provider that help them identify, address, escalate and resolve issues. The ideal relationship is a strategic partnership, with clearly defined objectives guiding a collaborative pursuit of mutual interests. The partnership model transforms conventional "either-or" negotiating stances to "win-win" engagements. We will examine tools used to balance economy and efficiency with the critical element of effectiveness, including KPIs (key performance indicators), SLAs (service level agreements), performance-based contracts (PBCs) and financial incentives. We will also discuss the nature, attributes and expectations of successful partnerships; the need for leadership, financial and technological awareness; and the culture of teamwork and continuous improvement.
